The company looks after the IT of 140 small and mid-size businesses in healthcare, legal and professional services. Demand was strong, but almost everything that made the service good lived in the heads of three senior engineers. They were the answer to every tricky ticket and the first call on every escalation.

Quality depended on which technician picked up the ticket. More than one in five issues came back after being "fixed", and a new technician took three months to become useful because they learned by shadowing whoever had time.
